It might be expected for sales employees to be trained in certain talking points and other customer interaction, but a look into Apple’s training techniques could reveal why a visit to one of its stores “is on another echelon compared to big box retail torture.”
Gizmodo took a “penetrating look inside Apple” with a leaked copy of its ”Genius Training Student Workbook.“ Gizmodo describes the training guide as a ”bizarre gamut of Apple Dos and Don’ts, down to specific words you’re not allowed to use, and lessons on how to identify and capitalize on human emotions.”
Overall, Gizmodo writes, the guidebook isn’t so much about selling products as it is maintaining ”good vibes.”
“The assumption, it’d seem, is that a happy customer is a customer who will buy things,” Gizmodo’s Sam Biddle writes.

Training schedule (Image: Gizmodo)
Here are just a few of the things covered in the article about the guide, but be sure to check out the full post for more details here.
- Banned words: There are several words banned from Apple employee vocabulary with acceptable alternatives offered. Instead of “bomb” or “crash,“ employees should say ”unexpectedly quits,“ ”not responding,“ or ”does not respond.“ Not banned but a term to be avoided in this instance is ”freeze.“ Instead of ”bug“ or ”problem,“ employees are encouraged to use ”condition,“ ”issue,“ or ”situation.”

(Image: Gizmodo)
- Avoiding confrontation: Instead of telling a customer they are flat out wrong when they come in with an assumption about this product or that, the key phrase to be used by Apple employees is “turns out.“ Biddle calls this ”just an advanced, Apple judo version of the customer is always right.” For example:
Customer: The OS isn’t supported.
Genius: You’d think not, wouldn’t you. Turns out it is supported in this version.
- Importance of empathy: There are “learnable phrases” in the guidebook to help employees, not sympathize, but empathize with the customer, while also not apologizing for the business or the technology. These phrases center around the 3F’s: Feel, Felt, Found. Biddle points to this example:
Customer: This Mac is just too expensive.
Genius: I can see how you’d feel this way. I felt the price was a little high, but I found it’s a real value because of all the built-in software and capabilities.
- Body language: In addition to listening intently to what a customer is saying and empathizing with them in the appropriate manner, reading their body language is key as well. According to the guide, having an “unbuttoned coat” with your “head titled” shows you’re cooperative. Whereas, “kicking at the ground or an imaginary object” while you’re saying “tsk!“ and making ”fist-like gestures” could mean you’re frustrated.

(Image: Gizmodo)
- “Institutionalized passive aggression” (a.k.a. employee-to-employee interaction): Employees are encouraged to give each other “fearless feedback.” Basically, it’s a method of telling someone in the kindest way possible how to improve his or her interactions with customers. Biddle asked Apple employees if they actually use this technique, which one said, outside of training, no.”Fearless Feedback was really hated around the place. If someone had Fearless Feedback, we’d listen, but then afterwards I’d have this uncontrollable urge to punch them in the face. We all found it much more effective to get Fearless Feedback from the managers, which was more like feared feedback,” another former employee told Biddle.
No matter what those outside of Apple think of its training program, Biddle points out “as detached from reality, astoundingly ambitious, sprawling, and rigorous as it is, [it] works.”

Posted on August 30, 2012 at 7:22amApple is an American success story plain and simple. Go Capitalism! It’s funny to me that all of the people who identify themselves with the “OWS” movement love Apple and many ‘normal” people as well.
I say good for Apple. That just means that their marketing works. Their devices such as the iPad and the iPhone are wonderful and work very well. Since Apple is not focused on Enterprise computing, I consider their computers a status symbol. Although the stereotype of Apple users are for the most part true, who cares? Apple will take their money and yours. Isn’t that what its all about?
Today, Apple is a winner and it has took Apple a long time for them to become this successful. I remember when there was a going concern for Apple. Hence the investment from Microsoft and the Dual press conference with Steve Jobs and Bill Gates. (At the time, this was a very big deal). Like any other business who is successful, they have done the hard work and continued to strive for success. I am happy for them.
The good thing is, if you don’t like their products, don’t buy them. This seems like a very simple solution.

Posted on August 29, 2012 at 5:38pmApple had to hijack a POSIX based kernel from BSD to build what has become OS X. Apple refuses to bestow the rest of the POSIX-based OS-using community with iTunes. They had to borrow millions from MS to stay afloat. They employ droves of lawyers to enforce their Intellectual Property death threats. They indoctrinate their employees with sales-weasel ideals to better prey on customers. They use a logo with imagery of the Garden of Eden “Eve bit the apple” story. Apple is just another monster corporation milking moolah from the masses by using slick imagery, ideology, & propaganda. They are a marketing company, not a technology company.

Apple products are beautiful, the customer service is good but I feel that people that use Apple products are a bit arrogant, at least that is my impression. I used to be an iPhone user but something turned me off, in one word itunes. Why does everything have to go through it. Why can I just add a song by dragging and dropping it to the unit? Posted on August 29, 2012 at 5:28pmYou are correct—many Apple users ARE arrogant and snobs. Apple DOES make a great product and provides great service. However, they better for what they charge. Personally, I prefer the PC world and the way it is designed. It works better for me. I have loved my HP laptops and printers for years. And I LOVE the price. Apple users think that their products are error-free and problem-free. NOT. They look down upon us lowly PC users all the time. It is a status symbol to them. My electronics better be more than a status symbol—it better help me work the way I like to.

Posted on August 29, 2012 at 3:53pmI always judge stuff like Computers and Electronics on the Thrift Store Meter. If you can find large quantities of something in a Thrift Store, it’s usually something thats not very good.
I have only owned PC’s. In Thrift Stores you can find every kind of PC and Operating System ever made, From Tandy 1000, to Dell with Vista.
But you will never find a Mac, of any kind. Why is that ? I would like to know, if someone can answer that for me.
Now I know you can find used and refurbished Macs on line everywhere. So whats the problem with Thrift Stores ????
Report Post »cerebralyawn
Posted on August 29, 2012 at 4:24pmIt’ pure numbers and the difference in the consumer. Because most PC technologies operate within capatalist methodologies there is a wider variety of vendors; therefore, the average cost of a PC component is much lower than the proprietary MacApple.
Mac users tend to view their purchases as lifestyle investments, I reckon that is why they are not as casually discarded as a PC. I had many friends in college who displayed old Apple tecnology like badges of honor around their homes. Not to mention, I wish I had a nickle for every little white apple stuck on a car window, you Apple nuts kill me for towing the line and pimping yourselves by advertising for free.
PC users are, for the most part, pragmatic and want something that works well, costs less and allows them the freedom to do what they want.
So Mac is Obama and PC is Ron Paul.
Apple has always made my skin crawl.
Report Post »Two_sided_coin
Posted on August 29, 2012 at 4:25pmA huge part of it is what you’ve kinda mentioned already. The resale value of Macs is great enough that simply dropping it off at a thrift store is a complete loss. Call me arrogant as some do, but the overall MacOS is generally stable and predictable. Even “outdated” Macs (which is no different than any technology – one month later and it’s outdated) are solid computers to have.
Another big part to this is that expense is what keeps Macs from flooding the mainstream use – at least until recent, when Macs became “cool”. Up until now, PCs were just a heck of a lot cheaper to own, so there were more of them produced and owned and, eventually, dropped off at the thrift store, etc. I’m not going to lie, I’m quite biased here, but generally, while a Mac is more expensive, you are getting what you pay for. However, if you like being able to dig into your OS and customize different things, then a Mac may not be your first choice.
Report Post »Kenszen
Posted on August 29, 2012 at 5:33pmWell, here’s one answer—Mac market share = 5% to 7%, PC market share = most of the rest.
And yeah, if I paid $2500 for a computer equal in computing power to a $900 computer, I would really hesitate to dump it off at a thrift store, too. But after $900 and using that computer for 5, 6 years, I think I got my money’s worth and can dump it off at the thrift store and go buy the newest technology for cheap again. Thank goodness for PC’s for more affordable computers.

Posted on August 29, 2012 at 3:16pmLook…no one company’s products are perfect. Apple deserves it’s reputation of having innovation, and the iPods/iPhones/iPads have well deserved their best-of-class status. All of our home computers save one have been Apple (the other one, a Sony Viao laptop, was a piece of junk). The Apple computers have all lasted 4 to 8 years and have usually been retired because they’re too old/too slow…only one has broken down.
As far as expense, I always buy refurbished at the Apple store, if possible. This reduces the expense, and the Apple-refurbished products carry the full warranty.
My current home computer is a 2011 Mac Mini, which is more than powerful enough for me to capture video, run a media server, play Second Life…and other processor intensive applications. And, at $450 refurbished, a great deal.
My mobile computer now is an iPad2. Sold the Sony Viao last year to buy my first iPad (refurbished). Handed that down to my husband this year and bought an iPad2 (refurbished) for myself. I use it every day, far more frequently than I ever used the Viao.
We’ve had Android phones for the last year-and-a-half, and in a few days we will be eligible for upgrading our phones. All four family members insist on ditching Android for iPhones. Refurmbed iPhone 4s’s have dropped in price with the new iphone coming, to $99 w/contract (our college age daughters are each paying for their own).

Posted on August 29, 2012 at 12:02pmIn order to defend the Constitution you must understand it and those who oppose it. And no group has been more hostile to the Constitution and America’s founding principles than the Progressives.
The choice we face is simple: between those who wish to preserve and uphold the U.S. Constitution (those who believe in the principles of liberty and limited government as laid out in the Declaration of Independence and the Constitution) on one hand, and Progressives (those who believe government to be the solution to any possible problem) on the other.
Starting on September 4, 2012, distinguished members of the Hillsdale faculty will teach ten classes on how America, over time, went from its founding as a constitutional republic to the doorstep of a bureaucratic despotism, under arbitrary rule of the administrative state and the Progressive political agenda.
In order to understand the Progressive challenge to the Constitution and America’s founding principles, you must understand how, over time — from early Progressives like Presidents Teddy Roosevelt and Woodrow Wilson, to FDR’s “New Deal” and Lyndon Johnson’s “Great Society,” and right up to 2012 with those in Congress and in the White House — Progressives have openly rejected America’s founding principles. This has given rise to the ever-growing “4th branch of government,” the massive administrative bureaucracy in Washington, D.C.

You said:
“I know my way around all types of OS’ and am fluent in their respective sourcecode.”
That sentence doesn’t even make sense. Unless you are a programmer and work for Microsoft or Apple; you don‘t even have access to their OS’ source-code. I‘m sure you’re quite “fluent” with the MILLIONS of lines of code for each OS — right?
I’m sure you knew that BOTH Linux and OSX are based on UNIX — right?
There are advantages and disadvantages to each operating system. If I HAD to choose between Linux and OSX; I would choose Linux. Sure, I could install OSX on my machine (make it a “hackintosh”) but there would be no advantage to doing that when I can actually do MORE with Linux.
I’m glad you prefer OSX. That’s great. I prefer to build my computers. To each his/her own.

What I meant by sourcecode is that I program cross compatible software for both OS’. Primarily JavaScript, cocoa, c++ among others. You have to be somewhat familiar with the operating systems sourcecode in my business.. You hit the nail on the head in that both operating systems have advantages and disadvantages. I prefer UNIX because of its ease of use (although I’m more of an Ubuntu fan myself). Again, it’s prerogative. I’m more on the software side of it and prefer OS X. Some people prefer the hardware side and thus go for more of an open ecosystem like Windows.. I’m just tired of the sharp disconnect between the two. Hate Apple all you want – but why? Eighth wonder of the world I suppose.

For instance, I have a Beowulf rendering hookup (effectively a supercomputer), with 12 processing units (decommissioned dual Tyan S2882 w/ Opterons 285, at $130 per unit cost) + one $900 unit at the end for recording. Try that with Macs. it would cost a fortune.
Else I have 2 workstations, Tyan S2895 w/16G RAM each, that runs Linux as a base system and VMWare WS software on top that runs numerous OS (several windows versions and several linux/bsd versions, concurrently). I wouldn’t be able to do it with Macs, or if I try to match the capability, again, a fortune would fly out of my pocket.

Posted on August 29, 2012 at 10:40amI noticed there wasn’t a solution for “What to do if customer throws his Apple device at you” or “What to do if the Apple device comes to life and goes on a killing rampage”
Of course that might be the “Put head in hands, drum fingers, and Blank Stare” answer.

Apple Genius: I can see why you’d feel that way. As it turns out, I don’t believe it will fit.

Posted on August 29, 2012 at 10:37amHurry hurry, step right up. Be the first to buy the next wave of iCrap. You don’t want to be left out on this one folks. There won’t be another wave of iCrap for at least 11 months so you better get it now. Don’t miss out on the new Facebook app that allows you to send your wall posts to the thought police prior to submission. Also, in the new Safari your Google searches will be sent to the NSA directly along with geocoding so they will know were you were when you searched it (for your safety).
Never before has so little been said by so many to so few! Your personal revolution of dissolutioned, narcissistic self-importance starts NOW!!!

Posted on August 29, 2012 at 12:01pmHey look, M82 is off McDonald’s today….probably got fired. Glad you can make it so that we all won’t forget our shining example of cognitive dissonance combined with colossal ignorance. Truly a sight to behold.
Obviously satire is way over your head and as such the post was not meant for you. I’ll tey to throw up some banal humor for you later. I promise it will not be more than a couple of sentences so you will be able to keep up.
